REACTIONS AFFECTIVES DU CLIENT : ANALYSE DES INTERACTIONS AVEC LE PERSONNEL DE CONTACT DES BANQUES EN COTE D'IVOIRE

Résumé
L’adoption du paradigme relationnel par les entreprises de service repose sur trois dimensions fondamentales : temporelle, stratégique et sociale. Cette dimension sociale est au cœur de notre étude, dont l’objectif principal est d’analyser l’influence des interactions client/personnel de contact (ICP) sur les réactions affectives des clients des banques commerciales. Notre méthodologie a consisté à mener une étude empirique en deux phases. Des entretiens semi-directifs ont été menés lors de la phase qualitative. Pour la phase quantitative, un sondage a été réalisé auprès d’un échantillon global de 675 clients de ces établissements. Les résultats issus des traitements de données par modélisation des équations structurelles confirment une influence positive des ICP sur les réactions affectives des clients, à travers l’amélioration de la satisfaction et le renforcement de l’attachement au lieu de service.

Abstract
The adoption of the relational paradigm by service companies relies on three fundamental dimensions : temporal, strategic, and social. This social dimension is at the core of our stady, which primary objective is to analyze the influence of customer-frontline employees interactions (CEI) on the affective reactions of commercial bank customers. Our methodology involved conducting a two-phase empirical study. Semi-structured interviews xere carried out during the qualitative phase. Dor the quantitative phase, a survey was administered to an overall of 675 customers of these establishments. The findings from data processing using structural equation modeling confirm that CEIs exert a positive influence on customers affective reactions, through enhanced satisfaction and strenghened place attachment.
